Resumen

El sector hospitalario cada vez está más comprometido con la calidad del servicio que otorga, motivo por el cual, se han implementado métodos y procedimientos que permiten lograr estándares de calidad aceptables, tal como es el caso del modelo que permite medir y evaluar la calidad en el servicio (SERVQUAL, Service Quality), mediante un constructo multidimensional que explica las percepciones de la calidad en el servicio, a través de una serie de diversas diferencias respecto a lo esperado y al servicio otorgado. El objetivo del estudio fue identificar los factores que determinan la calidad del servicio en el área de urgencias ofrecido por los hospitales públicos de la ciudad de Hermosillo, Sonora, México, mediante el método de Servqual. Se empleó una muestra representativa de 384 usuarios, con un nivel de confianza del 95% y un error permisible del 5%. Para lograr el objetivo, se diseñó una investigación con un enfoque del tipo descriptivo, transversal, de diseño no experimental y de correlación. Los resultados mostraron que Servqual posee características psicométricas de validez, alta confiabilidad y aplicabilidad que lo hacen recomendable, para medir la calidad de los servicios hospitalarios, además de identificar aquellas áreas de oportunidad o mejora, desde la perspectiva de los pacientes. Se observó un porcentaje de satisfacción global en el servicio del 72.96% y en la escala de Likert del 0 al 100, significó un servicio moderadamente satisfecho, con ICS de -0.870.

Abstract

The hospital sector is increasingly engaged with the quality in the service offered, for this reason, methods and procedures have been implemented that concede acceptable quality standards; such as the model that permits to measure and evaluate quality service (SERVQUAL, Service Quality), by means of a multidimensional construct that explains the perceptions of service quality through a series of various differences between what is expected and the service offered. The intention of the study was, by applying the SERVQUAL method, to identify the factors that determine service quality in the emergency care units, offered by public hospitals in the city of Hermosillo, Sonora, México. A representative sample of 384 patients was used, with a confidence interval of 95% and considering an error of 5%. To achieve the objective of this study, an investigation with observational, descriptive, transversal, non-experimental and correlation approaches was designed. The results showed that Servqual has valid psychometric characteristics, high reliability and applicability that makes it recommendable to measure the quality of hospital services, thus to identify opportunities or improvement areas, from perspective of the patients. A result of 72.96% global satisfaction in the service is observed that in the Likert’s scale from 0-100 means a moderately satisfied service, with an SQR of -0.870.
